The experience question organisations keep skipping.
Everyone is racing to implement AI, but very few organisations stop to ask a more important question first: what experience are we actually trying to create?
There are moments where people want speed, convenience, and frictionless service, and AI can deliver that brilliantly. But there are other moments where efficiency is the wrong thing to optimise for. When someone is vulnerable, uncertain, or navigating complexity, what they need most is empathy, presence, and human connection.
The organisations getting AI right aren’t the ones automating the fastest. They’re the ones deliberately deciding which moments should be powered by technology, and which should remain deeply human.
Your AI rollout isn't failing because of the technology
Most AI rollouts are designed as if everyone receiving them is equally ready. They aren't. In any organisation, people sit in five genuinely different positions when AI arrives, and understanding where each of them is starting from is the difference between adoption that actually holds and a plateau that nobody quite knows how to name.
The Times They Are A-Changin’
Change is no longer just about providing people with new technical skills. It's also about supporting individuals and organisations to move toward their North Star, their desired culture and their ever-evolving end state. Societal change is escalating. Organisations are trying to work out what new ways of working look like. This must go beyond the number of days in the office; it needs to understand how we can support our employees to be resilient, innovative, collaborative and engaged.
Bringing it all together – the bigger picture
Understanding the problem. Designing impactful solutions. Making it stick. Having one or two is good, but bringing all three elements together is where the magic happens. It requires thought and planning, but with all three, your initiatives will really make a difference.
